Why both channels, and not just one

How to tell whether it is working

  1. Answered rate: what share of inbound calls now get answered, including outside hours.
  2. Median time to first response, measured from the call or message, not from when someone opened the CRM.
  3. Qualified enquiries per week, and how often a human disagrees with the agent's score.
  4. Escalation rate: how often a caller asks for a person. Rising is a signal your scripts are missing something.

Start with the after-hours window only. It is the lowest-risk slice, the improvement is unambiguous because the alternative was a missed call, and it gives you two weeks of real transcripts before you let the system near your business hours.
